Shared Customer History: Covering for an Absent Colleague

A prospect calls you back after sending a quote. The person who spoke with him is absent. You find a version of the document in your email, but no trace of the last discussion. Should we confirm a deadline, modify a service or simply wait for a decision? Useful customer follow-up should make it possible to quickly answer three questions: where is the file, who is handling it and what is the next action? A CRM, or customer relationship management software, can centralize these responses. Its effectiveness depends first of all on the information that your team records there.

A real experience: taking out individual binders

In Pays de la Loire, Vrignon Construction encountered a problem documented by France Num: salespeople kept their contacts in their own binders, while site information remained separate. The manager, Mickaël Vrignon, struggled to know the progress of projects and relaunches. The departure of a sales representative even led to the loss of files.

After observing the team's work, the company developed a CRM linked to its management tool. The testimony reports centralized access to files and easier organization of meetings and remote work. Define a short and actually used customer file

Start by deciding what a colleague should understand when opening a file. Remember the useful contact details, the expressed need, the person responsible, the last interaction and the next dated action. Add access to the current quote to avoid competing versions.

Limit required fields to what is actually used for tracking. If filling out the form takes longer than the customer interaction, the team risks postponing this step until later. A factual note of a few lines is better than an empty history in very comprehensive software.

Give common meaning to the commercial stages

Choose understandable states: request received, need to be specified, quote sent, decision expected, accepted or closed. For each, define what allows you to move on to the next one.

A quote sent does not mean that the prospect has read it. A favorable discussion does not mean that he accepted. These distinctions avoid building your forecasts on different impressions from different people.

When a file is closed, note the reason if known. Do not replace a lack of response with a supposed reason such as “too expensive”.

Prepare transmission before an absence

At the end of an exchange, record what was agreed. Distinguish between confirmed facts, pending requests and your company's commitments. The replacement must be able to understand the file without calling his colleague during his leave.

When handing over, indicate priority files and upcoming deadlines. Check together that the necessary documents are accessible. For a complaint, specify the customer's request, the response already provided and the person authorized to decide what to do next.

After an intervention, keep a brief report and any expected follow-ups. This continuity concerns both after-sales service and the commercial phase: a customer should not have to re-explain their entire story to each contact.

Measure the quality of follow-up before sales

Each week, see how many open cases have no responsible person or next action. Track overdue callbacks and first response time. Check a few sheets with the team to identify what is really missing.

You will then be able to observe the evolution of the accepted quotes, taking into account the type of requests received. A better signature rate is not enough, on its own, to prove the effect of CRM.
